How to Improve First Call Resolution Rates (FCR)

There's a gap between how contact centers define "resolved" and what customers actually experience. Whenever an interaction ends, contact centers generally log that issue as resolved. The customer, whose problem is still there, gives low CSAT scores and calls back two days later through a different channel.

That disconnect is where most FCR improvement efforts stall. Contact centers try to push the number higher without questioning what that number is actually measuring. Improving FCR starts with aligning your definition of resolution with what customers actually experience.

First call resolution (FCR), sometimes called first contact resolution, measures whether a customer's issue is fully resolved in a single interaction. It correlates strongly with customer satisfaction, retention, and cost per interaction.

1. Define Resolution Based on the Customer's Outcome

How to Calculate FCR Accurately

The formula:

FCR = (issues resolved on first contact / total issues) × 100

Ask the customer whether their issue was resolved: directly, close to the interaction, as a standalone question rather than buried in a CSAT survey, or inferred from whether the ticket stayed closed.
